    转人工要“闯关”？AI客服不该成服务“围墙”

    　　拨打运营商热线转接4次才接通人工，找电商维权遭遇AI客服循环套话，金融咨询“答非所问”却难寻人工入口……央视近期调查发现，本应是提升服务效率的AI客服，如今在许多场景下却沦为阻隔沟通的“围墙”，让不少消费者直呼“想说句话太难”。(12月14日 央视新闻) 　　设立AI客服的初衷本是分流简单咨询，让人工聚焦复杂需求，可这一美好愿景在现实中频频走样。究其根源，是部分企业将“降本增效”扭曲为“降质减服”，把技术当作压缩成本的工具，却严重忽视了用户诉求与服务温度。 　　客观来说，AI客服并非天生“笨拙”，其服务水平全凭企业的投入与打磨。市场上日均6.6元的低价AI服务，多是缺乏定制的基础版本，面对复杂需求力不从心。如同新员工需持续培训，AI客服也需不断“投喂”知识库、精准调优，而每年数千元的投入，让不少追求短期利益的企业打起“退堂鼓”。技术投入缺位，直接导致AI客服“听不懂、答不准”，成了服务堵点。主流平台的AI客服普遍理解能力不足，超出预设脚本便自说自话，既识不准诉求，更给不出方案。 　　比技术缺位更可怕的是价值偏差。部分企业将“拦截率”作为核心考核指标，让AI客服沦为“问题过滤器”。刻意设置对话门槛、模糊转接入口、循环无效提示，用技术壁垒将用户挡在人工服务之外，本质是把经营成本转嫁给消费者。用户为一张发票排队、为一次维权拉锯，消耗的不仅是时间，更是对品牌的信任。 　　说到底，服务的核心始终是人，AI再智能也替代不了人工的温度。客服场景中，维权的愤怒、困惑的焦虑、求助的急切，都需要人工的共情与针对性回应。消费者吐槽AI“只会说体谅话，给不出实招”，点出了问题的关键。技术能处理标准化流程，却抚慰不了真实情绪。过度追求降本让AI“失语”，终将陷入用户不满、口碑下滑的恶性循环。 　　事实上，优质服务不是“一刀切”的自动化，而是人机协同的精准匹配。部分银行在AI无解时自动转人工，一些电商设有“投诉维权”专属通道，这些案例证明技术与人文并不对立。只要企业愿意投入资源、优化服务设计，完全可以实现效率提升与体验优化的双赢。 　　破解AI客服“转人工难”的乱象，不能只靠企业的自觉，更需要多方形成合力。对企业而言，首要任务是扭转“客服是成本”的认知，真正把服务当成品牌竞争力的核心。一方面加大AI技术投入，完善知识库与算法；另一方面明确人工“兜底”责任，在复杂场景中实行“人工优先”，设置清晰、便捷的转接通道，不让技术成为“拦路虎”。 　　监管部门应当尽快明确AI客服服务标准，将转接便捷度、问题解决率纳入维权考核，对漠视用户诉求的企业严肃追责。行业层面则应推动建立AI客服服务规范，引导企业从低层次的价格竞争转向高层次的价值竞争。 　　消费升级的浪潮中，用户对服务的期待早已超越冰冷的程序指令，转向那些能感知情绪、传递暖意的回应。当AI客服真正听懂问题、答对答案，人工客服随时都能顶上“兜底”，企业才能在数字时代的竞争中，沉淀下最坚实的品牌底色。 孔德淇 【编辑:胡寒笑】|dfg|
